Kapitus

Developed and implemented the Kapitus Merchant Portal, resulting in a 35% productivity increase for the sales team and a 25% reduction in customer dropoff rates through streamlined processes and enhanced customer engagement.

01

Challenge

Kapitus sought to create a seamless and frictionless experience for its merchants, partners, and teammates. The challenge was to build a robust Merchant Portal that could streamline enrollment, status tracking, and various financial operations, all while supporting the company's rapid growth and evolving customer expectations.

02

Action

To address these challenges, I led the development and implementation of a comprehensive Merchant Portal, guided by a strategic roadmap. Key actions included:

  • Vision and Goal Setting: Defined a clear vision to create a best-in-class customer experience framework. Established goals to enhance service levels by supporting clients' ability to transition seamlessly between digital and traditional mediums.
  • Current State Review and Leadership Feedback: Conducted thorough reviews of the current state and gathered feedback from leadership to ensure alignment with business objectives and customer needs.
  • Framework Development: Created a universal Kapitus Portal framework that allowed for rapid building and modification of web properties. This modular approach was akin to constructing with Legos, providing flexibility and scalability.
  • Value Stream Progress: Focused on key value streams, including the Kapitus Design System, Web Component Library, and the Merchant Portal itself.
  • Multi-Channel Integration: Ensured the portal supported multiple customer engagement channels, such as click, chat, and call, to meet diverse customer preferences.
  • Service Design: Mapped out customer journeys and touchpoints to understand and optimize the interactions between merchants, partners, and Kapitus.
  • Automation and Process Improvement: Invested in automation tools to improve efficiency and reduce manual effort in tasks like financial reporting and customer service.

Results

The implementation of the Merchant Portal led to significant improvements in customer experience and operational efficiency:

  • Increased Sales Team Capacity: Enhanced automation and streamlined processes allowed sales teammates to handle more inquiries and applications, increasing their capacity and productivity by 35%.
  • Reduced Dropoff Rates: Improved user experience and seamless transitions between channels led to a 25% decrease in customer dropoff rates during the application and enrollment processes.
  • Balanced Innovation and Maintenance: By rebalancing the technology innovation-to-maintenance ratio, we ensured that resources were effectively allocated to both new developments and the upkeep of existing systems, leading to a 20% increase in system stability.
  • Real-Time Financial Insights: Integrated financial impact estimates tied to epics allowed us to gauge the likely impact of each release and validate actual impacts post-release. This proactive approach led to a 15% improvement in financial forecasting accuracy.
  • Streamlined Reporting: Utilized plugins to generate presentations for stakeholders and the executive steering committee automatically, reducing the time spent on manual deck creation by 50% and ensuring real-time information was always available.
  • Scalable Architecture: The modular framework allowed for rapid adjustments and scalability, supporting Kapitus's growth and enabling quick responses to changing market conditions.
